Pros
The availability of the tool under existing licensing was a major factor in going down the service manager path. The integration with other products (SCOM, SCCM, AD etc) provides the ability to update user fields in AD directly from the incident management form as well as deploy software directly to the user's machine. The tool provides the ability to link and relate items easily (changes, incidents, CIs etc).
Cons
We have found Service Manager 2010 weak in the areas of reporting, change Vs service request management, end-user portal. However, these areas have been identified for improvement and from what we have seen so far have been address in 2012.
Additional Comments
I am looking forward to the next release of the product and to see how we can use the improvements to drive productivity.
